A service desk dashboard can be almost entirely green while employees remain frustrated.
Response SLA: met.
Resolution SLA: met.
Availability: within target.
Ticket backlog: controlled.
From an IT operations perspective, the service appears healthy. Now look at the same service from an employee's perspective.
Their laptop failed during an important task. They searched the knowledge base, tried a fix that did not work, raised a ticket, repeated the problem to another agent, waited for another support team, received a workaround, reopened the ticket the next day and eventually solved the problem.
The ticket may still have been resolved within SLA. But the employee lost productive time throughout the journey. This is the measurement gap digital workplace leaders need to address.
SLA compliance tells you whether IT met its commitment. It does not necessarily tell you whether the employee got back to work.
The SLA Is Doing Exactly What You Asked It to Do
There is nothing inherently wrong with Service Level Agreements.
They create clear operational expectations around measures such as response and resolution time. Modern service-management platforms explicitly use SLAs to define and monitor these commitments.
The problem begins when organizations ask an SLA to answer a question it was never designed to answer.
Consider two incidents.
Incident A: An employee reports an application problem. The service desk resolves it in 45 minutes. The employee returns to work immediately.
Incident B: Another employee reports the same problem. The ticket is passed between three teams, the employee receives a temporary workaround, the ticket is marked resolved within four hours and the problem returns the next morning.
Suppose the SLA target is eight hours. Both incidents are green. But they clearly did not produce the same employee experience.
That distinction is increasingly important because workplace technology is ultimately there to enable work, not tickets.
The Missing Metric Is Employee Effort
Traditional service management tends to measure what happens inside the support organization.
- How quickly did we respond?
- How quickly did we resolve?
- How many tickets did we close?
- How many breached SLA?
Those remain useful operational metrics. But the employee experiences something different:
- How long could I not work?
- How many times did I have to explain the problem?
- How many teams did I contact?
- Did the first solution actually work?
- Did the issue happen again?
- How much effort did I personally spend getting help?
These questions reveal employee effort, and employee effort is where digital workplace performance starts connecting to productivity.
Gartner's research on digital employee experience specifically identifies digital friction as an obstacle to workforce productivity, while its more recent work argues that many traditional digital-workplace metrics measure activity rather than business outcomes.

A service desk should not only become faster at processing work. It should reduce the amount of work employees need the service desk for in the first place.
Beware the "Watermelon SLA"
There is a useful expression in service management: the watermelon SLA.
Green on the outside. Red on the inside.
The dashboard says everything is healthy, but the people consuming the service tell a different story.
A recent Atlassian service-management discussion makes precisely this distinction between SLAs and Experience Level Agreements (XLAs): operational targets remain necessary, but experience measures answer the additional question of whether the service actually delivered the intended outcome.

The picture becomes much richer than "ticket closed on time."
Level 3: Did Productivity Return?
This is the layer executive dashboards often miss.
Measure questions such as:
- How long was the employee unable to perform the affected work?
- How much productive time was lost before normal service was restored?
- Which recurring technology problems create the greatest workforce disruption?
- Which applications, devices or workflows generate disproportionate employee friction?
- Are we eliminating recurring causes or simply resolving recurring tickets faster?
Now the conversation changes. Instead of: "IT resolved 94% of incidents within SLA."
leadership can ask: "Which technology issues consumed the most employee productive time this month, and what are we doing to remove them?"
That is a much more valuable management question.
A Fast Ticket Is Still a Bad Ticket If It Keeps Coming Back
Imagine 500 employees experience the same minor application issue every month. Each case takes only ten minutes to resolve. The SLA dashboard looks excellent.
But suppose every affected employee also spends ten minutes troubleshooting before contacting support, another five explaining the issue and another five returning to the task afterward.
The service desk sees a ten-minute incident. The enterprise experiences something much larger. This is why recurring incidents deserve particular attention.
Optimizing resolution without addressing recurrence can produce a strange outcome: IT becomes extremely efficient at fixing a problem the organization should have eliminated.
ServiceNow's own guidance on employee productivity recommends expanding measurement beyond traditional service levels and satisfaction metrics toward experience-level measures that capture the value delivered through employee experience.
The goal should therefore be fewer interruptions, not simply faster interruptions.
AI Makes This Measurement Shift Even More Important
AI agents and automation are rapidly changing the service desk.
Password resets can be automated. Knowledge can be generated or surfaced conversationally. Requests can be classified and routed automatically. Common incidents can potentially be resolved without human intervention.
That creates an interesting measurement problem.
If an AI agent closes thousands of tickets quickly, traditional operational metrics may improve dramatically.
- But did employee experience improve?
- Did the automation actually solve the issue?
- Did employees have to contact a human afterward?
- Did incidents recur?
- Did the AI reduce productive time lost?
Automation should therefore increase the importance of outcome metrics, not reduce it.
As service delivery becomes more autonomous, CIOs need evidence that automation is removing friction rather than simply processing it faster.
From Service Desk Dashboard to Workplace Performance Dashboard
The next evolution of service management should not require abandoning ITSM discipline. It requires connecting ITSM performance with digital employee experience.
A CIO dashboard should be able to move through a logical chain:
Technology health → Service performance → Employee experience → Productivity impact
That allows leaders to identify something much more useful than whether an SLA was breached.
They can identify where technology is creating friction in the organization.

The next generation of digital workplace measurement needs to connect service performance, employee effort and productivity impact.
Because the ultimate purpose of a service desk is not to close tickets.
It is to get people back to productive work, and increasingly, to prevent the interruption from happening at all.
